OMNICHANNEL

A channel is an interface. The customer journey needs shared state.

Customers experience one business even when they move between voice, WhatsApp, web, email and chat. The operating system behind those interfaces should preserve the same identity, consent and work state.

The break happens between tools

A call transcript may live in telephony, the order in commerce, the case in service and the next message in WhatsApp. When each channel starts a new session, customers repeat themselves and operators reconstruct context by hand.

Continuity needs an explicit contract

Resolve the person and tenant, carry only the permitted context, attach the active workflow, and make human handoff a first-class state. The next channel should receive a bounded case, not an unfiltered conversation dump.

Measure the journey

Track time to resolution, repeated questions, handoff quality, consent coverage and the percentage of cases that retain their state across channels. These measures reveal whether the operating layer improved service rather than simply adding another interface.
